Impact of Information and Communication Technologies on Sales Representative Internal and External Relationships

Abstract

A modified Delone and McLean model was used as a research framework to analyse the linkage between utilisation of information and communication technologies (ICTs) by sales representatives and the impact of this on their customer-based (external) and organisational (internal) relationships. The outcome indicated that the thrust of ICTs implementation was largely data-centric instead of customer-centric. A majority of respondents felt that ICTs as a relationship building tool were applied passively within a sales-oriented, rather than customer-oriented, environment.

NPS (net promoter score) is a simple yet powerful customer relationship metric endorsed by business gurus such as Jeffrey Immelt and Bill Gates. This strategic relationship building approach is based on a single question (ie how likely is it that you would recommend us (a service, product or a company) to a friend or a colleague) that is asked longitudinally and its results/outcomes are used to plan future marketing and sales activities/actions. The results (on a scale of 0-0) can vary between ‘extremely likely to recommend’ or ‘not at all likely to recommend., The results or scores can be further grouped into three clusters (promoters, passives and detractors) determining/depicting the attitudes and behaviours of the respondents/customers. Promoters (scoring 9/10 on the NPS scale) are active re-purchasers and chief/main source of positive WOM; passives (scoring 7/8) are infrequent customers and seldom generate positive WOM; detractors (scoring ≤ 7) are largely nonpurchasers and account for frequent (≥80 per cent) negative WOM. NPS score (promoters-detractors) is indicative of company growth and success through focused and selective customer relationship management. In this respect, one of the key questions related to NPS application is ‘how does the quality of customer relationship management effect the future sales’. This question can be answered if the value (percentage) of promoters and detractors is quantified (even if there are no exact figures and only reasonable estimates are available). In calculating this value continuously a channel/medium to the clinician/customer should be available who is able to generate NPS estimates over lifetime of a customer. This ‘NPS indicator’ is also reflective of the strength of customer relationship (weak or strong) and hence can act as a diagnostic measure in terms of finding and applying a suitable treatment/cure.
